Finding Truth in the Customer Journey

Every marketer claims they "know" their customer. They've got the dashboard to prove it. Clicks mapped. Scroll depths measured. Attribution models are humming along like well-oiled lie detectors.
Except here's the thing: those breadcrumbs you're following? Half of them are fake. The other half lead nowhere useful. And the map you're using to navigate them was drawn by someone selling you the map.
Data doesn't lie, but it sure as hell doesn't tell the truth either. It just sits there, waiting for you to project your assumptions onto it—tool bias. Cognitive bias. The desperate human need for a story that makes sense. We're not finding customer journeys—we're writing fan fiction about them.
The real challenge isn't collecting more data. It's admitting that most of what you think you know is probably wrong.
Attribution models are beautiful lies.
They promise clarity in a world that offers none. First-touch, last-touch, linear, time-decay—pick your poison. Each one takes the chaotic, contradictory, utterly human process of making a purchase decision and smooshes it into a formula that your CFO can understand.
Last-touch attribution? Sure, give all the credit to the retargeting ad that stalked someone across the internet for three weeks. Never mind the podcast they heard six months ago, or the Reddit thread that actually convinced them, or their cousin who wouldn't shut up about your product at Thanksgiving. The last click gets the trophy because it's the only one you can actually measure.
Linear attribution is even better. It suggests that every touchpoint deserves equal credit. A fleeting glimpse of your banner ad carries the same psychological weight as a thirty-minute product demo. Makes perfect sense. If you're a robot.
The problem isn't that these models are useless—they're not. The problem is that they're simplifications masquerading as insights. They trade accuracy for measurability. And somewhere along the way, we forgot we made that trade.
So we build entire strategies around these models. Pour budget into the channels that "perform" according to metrics designed to make math easy, not to reflect reality. Then we wonder why our marketing feels like shouting into a void.
The metrics are clear. The understanding is absent. And we've convinced ourselves that's the same thing.
Bias doesn't announce itself. It slithers in through three convenient doors, all of which we left wide open.
Tool Bias: When Your Hammer Thinks Everything's a Nail
Your attribution platform has an agenda. Shocking, right?
When Google tells you how much credit Google deserves, that's not truth-seeking. That's a defendant testifying in their own trial. Every platform optimises for the same thing: proving they matter more than they do.
Facebook's attribution window happens to be long enough to claim credit for everything. Google Analytics defaults to last-click because that makes search look amazing. Email platforms highlight open rates while conveniently ignoring that most of their "opens" are just images auto-loading.
These aren't bugs. They're features. Platform vendors don't exist to tell you the truth about your marketing—they exist to sell you more platform.
Cognitive Bias: The Stories We Tell Ourselves
Humans are pattern-recognition machines. Unfortunately, we're also terrible at it.
Confirmation bias means we see what we expect to see. Believe organic search matters? Great, your brain will find seventeen ways that ambiguous data proves you correct. Already convinced influencer marketing is a scam? Every failed campaign confirms your genius-level scepticism.
Then there's the Narrative Fallacy—our desperate need for cause and effect. Customer saw ad, clicked link, bought product. Clean story. Satisfying. Also, probably missing the twelve other factors that actually drove the decision.
We connect dots that don't connect. We ignore randomness. We mistake correlation for causation so routinely that half of marketing "best practices" are just superstitions with better PowerPoints.
Cultural Bias: When Everyone's from Brooklyn
Plot twist: not everyone thinks like you.
Assuming a customer in Manila follows the same decision-making path as someone in Manhattan because they both clicked the same ad? That's not insight. That's laziness.
Context shapes everything. Economic reality, social norms, what your mom thinks, whether you're making this decision at 2 PM on a Tuesday or 2 AM on a Saturday—it all matters. But sure, let's reduce everyone to "anonymous user ID clicking button."
Strip away cultural context, and you're not analysing behaviour. You're analysing ghosts.
Data still matters. Obviously, but treating every data point like divine revelation is how you end up optimising for nonsense.
Cross-Reference Before You Wreck Yourself
Behavioural data shows what happened. Qualitative data shows why. And "why" is where actual strategy lives.
Someone watched your video for ninety seconds. Cool. Were they genuinely interested or just too lazy to close the tab? Your analytics can't tell the difference. A customer interview can.
Conversion happened after a display ad. Attribution says the ad worked. Customer survey says they bought it because their friend wouldn't shut up about it. Both data points are fundamental. Only one tells you what to do next.
Stop treating metrics as verdicts. Start treating them as clues that need corroboration.
Ask Better Questions
"Which channel converted?" That's a bookkeeping question. Useful for spreadsheets. Useless for strategy.
"What belief shifted to make this person finally feel safe enough to buy?" Now that's a marketing question.
Most attribution focuses on what worked. The smarter play is understanding why it worked—or if it actually worked at all. That retargeting ad might have closed the deal, or it might have just been there when the decision was already made.
The breadcrumbs tell you where someone walked. They don't tell you why they walked there, what they were thinking, or whether they'd walk that way again.

Mix Your Methods
Quantitative attribution identifies suspects. Qualitative research conducts the interrogation.
Use your data models to find patterns worth investigating. Then actually investigate them. Customer interviews. Open-ended surveys. The dreaded "How did you hear about us?" question that usually gets stuffed in a spreadsheet and ignored.
If your Last-Touch model says paid search is crushing it, but customer interviews reveal that most people were already sold before they Googled you—well, that's information worth having.
Challenge Your Metrics Regularly
Every metric is hiding something.
A high click-through rate feels like winning until you notice the conversion rate is garbage. Turns out your ad was compelling to the wrong people. Congratulations, you've optimised for waste.
Set a calendar reminder. Once a quarter, ask: "What is this metric not showing me?" Then actually try to answer it. Vanity metrics love staying vanity metrics because nobody asks uncomfortable questions.
Encourage Curiosity Over Certainty
The only reliable way to combat bias is to treat every campaign like an experiment designed to prove you wrong.
Hypothesis-driven testing isn't about finding winners. It's about validating beliefs. "Customers care more about price than features"—cool, test it. "Video outperforms static"—prove it. "Nobody reads past the second paragraph"—maybe, but check.
Accept that sometimes the answer is "it's complicated and messy and no single thing deserves all the credit." That ambiguity is closer to the truth than any tidy attribution report you'll ever generate.
When you stop pretending your dashboard is the truth and start treating it as one imperfect lens among many, something shifts.
The Journey Becomes a Story, Not a Funnel
Funnels are for liquids. Humans are for narratives.
People don't flow smoothly from awareness to consideration to purchase. They meander. They backtrack. They forget you exist for six months, then buy on a whim. They convince themselves they don't need you, then change their minds when their old solution breaks.
When you see the journey as a living story—with plot twists and character development and random cameos—your marketing gets more interesting. And more effective.
Decisions Get Smarter and More Human
Understanding why people act beats knowing what they clicked.
When you know the actual motivations, you can design experiences that help instead of interrupt. Budget flows toward moments that create genuine value, not just moments that happen to generate a trackable event.
You stop interrupting. You start assisting. Wild concept.
Brand Strategy Gets Built on Reality
Vanity metrics are seductive because they're easy. Reality is more complicated, but compounds.
A brand built on truth—actual customer needs, actual decision drivers, actual value created—weathers storms that trend-chasing brands don't. You're investing in foundations instead of facades.
And when the next algorithm change or platform collapse, or privacy regulation hits? You'll be fine because you built your strategy on understanding people, not gaming systems.
The path forward isn't paved with better dashboards or more sophisticated models. It's paved with intellectual humility and the guts to admit when your data doesn't actually tell you what you wish it did.
Follow the breadcrumbs. But know they're incomplete. Question the map, especially when you drew it yourself. And remember that the goal isn't perfect attribution—it's closer proximity to truth.
Because customers aren't puzzles to solve. They're people to understand. The breadcrumbs will keep accumulating. Your job is figuring out which ones actually matter.
